Moving an order problem into a secure support channel
Hand an order complaint from a public social thread to verified support with clear ownership and careful records.
When an order complaint appears under a social post, acknowledge it there without repeating order or personal details, then direct the customer to the retailer’s established support option on its website. The receiving support team takes ownership, verifies the customer through its usual process, investigates and explains what happens next.
Use a support route for order or personal information only when the retailer’s privacy procedures cover how it is handled. The OAIC advises organisations to follow their internal privacy processes, provide privacy notices and collect only the personal information they need.
Give a usable public handover
Recognise the concern in the public thread and tell the customer how to reach the retailer’s established support option on its website. Check that the route is genuine, monitored and accessible before directing them to it; do not ask for an order number or proof in the thread.
A social-media private message may help arrange contact, but it should not be treated as a secure place for card details or account credentials. For payment or account concerns, direct the customer to the retailer’s established support and verification process.
Pass on the necessary context
When the customer reaches support, the receiving agent should record the reported issue, relevant order context already held by the business, any promised follow-up and the person responsible for the case. The receiving support team owns the complaint; record the handover so another agent can continue without asking the customer to start again.
Avoid copying the entire public thread or collecting personal details that do not help resolve the issue. Limit access to the support record to staff who need it for their work, and follow the retailer’s privacy procedures.
Ask for a receipt, photo or other document only when it helps assess the case, and explain how to provide it through the approved route. Record any commitments in the support record.
Investigate before promising an outcome
A missing parcel, wrong item, damaged product, suspected fault and unfamiliar charge require different checks. Confirm the relevant facts, tell the customer the next action and agree an update point; do not promise an outcome before investigating.
For questions about consumer guarantees or remedies, direct the customer to ACCC consumer-law guidance while keeping ownership of the order complaint with the support team. The ACCC says it does not resolve individual disputes or give legal advice about a customer’s right to a repair, replacement or refund.

Close the case
Keep order details and the outcome out of the public thread. In the support record, note the resolution, any remaining action, the person responsible and whether the promised update was given.
If the customer does not use the suggested support route, keep the enquiry with an owner and record an appropriate follow-up step. A public acknowledgement alone does not resolve the complaint.
